Capturing Casual Knowledge in the Contact Center
American folk lore is passed from generation to generation, often undocumented, and regularly embellished to create a stronger message as it passes from storyteller to storyteller. As stories are passed from father to son, and from son to neighbor, anecdotes, descriptions and entire events are added and updated to make the story more compelling, to increase the prestige of the hero or heroine, and to give the story more staying power. This casual flow of information has worked its way in to the American culture and is a fabric of our society today. Everyone knows the story of Johnny Appleseed, not because it was written and bound in hard copy, distributed through a publisher, and found its way to the best seller list, not because CNN covered it, but because it was interesting, captivating and communicated from person to person. This type of folk lore is an important aspect of the American culture and contributes to our uniqueness. Similarly, anecdotal insight, business tips and knowledge passed from veterans to new employees is vital to the face corporations put forth to their customers.
